Service has visible operational friction
Calls arrive when advisors are with customers. Status questions interrupt the lane. Declined work sits in a report. Recall and no-show lists age. Each problem is narrow enough to design and measurable enough to judge.
Pick one queue, not the whole drive
A focused pilot might cover overflow scheduling for one brand, recontact declined work from the previous 30 days, or handle routine status routing. Keep pricing promises, diagnosis, complaints, and unusual requests in the human lane.
Measure capacity and recovered value
Baseline answer rate, booking rate, show rate, recovered repair orders, and advisor interruptions. Add opt-outs, incorrect bookings, escalations, and complaint volume so the scorecard sees the customer experience too.
Build the human handoff first
The agent needs a named destination for uncertainty, upset customers, transportation questions, warranty disputes, and anything outside the approved knowledge base. A fast bad handoff is still a bad experience.
